Thesis Abstract

The rapid advancement and widespread adoption of digital banking technologies have significantly transformed the delivery of banking services, prompting a critical examination of their effects on customer loyalty within the commercial banking sector. Despite the proliferation of digital channels—such as mobile banking apps, internet banking, and automated teller machines—there remains limited empirical evidence on how these technological innovations influence customer attachment and long-term commitment to banking institutions. This study aims to investigate the impact of digital banking services on customer loyalty among retail banking clients, with specific objectives of identifying key digital service attributes affecting loyalty, examining the mediating role of customer satisfaction, and assessing demographic moderating factors. Employing a quantitative research design, the study targeted a population of retail banking customers in the capital city of a major economic country, encompassing a total of approximately 150,000 active account holders across five leading commercial banks. A stratified random sampling technique was used to select a sample size of 400 participants, ensuring representation across age, gender, income levels, and banking experience. Data were collected through structured questionnaires validated through content and construct validity procedures, with reliability confirmed via Cronbach’s alpha coefficients exceeding 0.80. The questionnaire covered constructs such as perceived ease of use, security, service quality, customer satisfaction, and loyalty behaviors. Data analysis was conducted using multiple regression analysis to evaluate the direct effects of digital banking attributes on customer loyalty, alongside structural equation modeling (SEM) to explore the mediating role of customer satisfaction. Hierarchical regression analyses assessed moderating effects of demographic variables. The theoretical framework underpinning the study draws upon the Technology Acceptance Model (TAM) and the Customer Loyalty Theory, integrating perceptions of ease of use, perceived usefulness, and satisfaction as pivotal predictors of loyalty. The anticipated findings suggest that digital banking features such as mobile accessibility, transaction security, and user-friendly interfaces are positively associated with customer loyalty. Furthermore, customer satisfaction is predicted to mediate this relationship, whereby high satisfaction levels amplify the loyalty effect of digital service attributes. Demographic factors, including age and income, are expected to moderate the strength of these relationships, indicating variability in digital banking preferences across different customer segments. This research contributes to the existing body of knowledge by empirically confirming the pathways through which digital banking influences customer loyalty in a developing country context, thereby extending the application of TAM and loyalty models within digital banking frameworks. It offers practical insights for bank managers seeking to enhance loyalty by optimizing digital platforms and aligns with strategic objectives of digital transformation initiatives. The study underscores the importance of integrating technological and customer-centric strategies to foster long-term banking relationships. The main conclusion indicates that digital banking positively impacts customer loyalty, mediated by satisfaction and moderated by demographic factors. Based on these findings, it is recommended that commercial banks invest in enhancing digital service quality, prioritize cybersecurity, and tailor digital offerings to diverse customer segments to sustain competitive advantage and improve retention rates. Future research should explore longitudinal designs to assess loyalty evolution over time and expand analysis to include digital banking in different geographical or institutional contexts.

Thesis Overview

This research examines how digital banking influences the loyalty of customers towards commercial banks. Digital banking includes services like online banking, mobile banking apps, and other electronic channels that allow customers to perform banking activities without visiting bank branches. The growing popularity of these technologies raises questions about how they affect customers' willingness to stay with a bank over time. Understanding this relationship is important because customer loyalty is crucial for banks to maintain profitability and competitive advantage in a rapidly digitalizing financial environment. The study addresses a gap in current knowledge by exploring the specific ways digital banking services impact customer loyalty, an area that has received limited empirical attention in some regions. While many banks have invested heavily in digital channels, it is not clear how these investments translate into long-term customer retention and satisfaction. To investigate these questions, the researcher will employ a quantitative research design by collecting data through structured questionnaires from a sample of approximately 400 banking customers selected via stratified random sampling. The survey will include questions on the usage of digital banking services, customer satisfaction, perceived convenience, trust, and loyalty behavior. Data will be analyzed primarily through regression analysis to determine the strength and significance of the relationship between digital banking variables and customer loyalty. Additionally, the study will review relevant theories such as the Technology Acceptance Model and Customer Relationship Management theory to support the analysis. Results are expected to show that increased use of digital banking services positively influences customer loyalty, mediated by factors like convenience and trust. The study's contribution lies in providing empirical evidence on the relationship between digital banking and customer loyalty, offering strategic insights for bank managers to improve digital service offerings. The expected outcome is that banks focusing on enhancing digital channels will achieve higher customer retention rates, and the research will recommend ways to optimize digital banking strategies to foster loyalty in competitive banking environments.
