Thesis Abstract

The rapid proliferation of digital banking platforms has transformed traditional banking operations, prompting commercial banks to adopt technological innovations to enhance service delivery and competitive advantage. However, despite the widespread adoption of digital banking channels, the impact on customer loyalty remains inadequately explored in emerging market contexts. This study seeks to empirically assess the influence of digital banking adoption on customer loyalty among retail banking clients of commercial banks, with the aim of identifying key determinants that reinforce customer retention in a digitally driven financial environment. The specific objectives include examining the relationship between digital banking service quality and customer loyalty, evaluating the effect of perceived ease of use, security, and trust on customer retention, and assessing the moderating role of customer demographics on these relationships. The research adopts a cross-sectional descriptive survey design grounded within the Technology Acceptance Model (TAM) and the Theory of Planned Behavior (TPB), which collectively offer a theoretical framework for understanding customer behavioral responses to digital banking innovations. The target population comprises retail bank customers across five leading commercial banks in the metropolitan area, totaling an estimated 50,000 active digital banking users. A stratified random sampling technique was employed to select a sample size of 380 respondents, ensuring representation across various age groups, income levels, and education backgrounds. Data collection was primarily conducted through structured questionnaires, employing validated instruments adapted from prior studies on digital banking service quality, perceived usefulness, security, and loyalty. To ensure content and construct validity, the instruments were pre-tested with a pilot sample of 30 respondents and refined accordingly. Reliability was verified through Cronbach’s alpha coefficients exceeding 0.7 for all constructs. Complementary qualitative data were obtained via semi-structured interviews with 15 bank customer service managers to gain contextual insights. Quantitative data were analyzed using multiple regression analysis and Structural Equation Modeling (SEM) to examine the hypothesized relationships between digital banking factors and customer loyalty. Specifically, the analysis tested the hypotheses that service quality, perceived ease of use, security, and trust significantly influence customer loyalty, with demographic variables acting as moderators. Data analysis was performed using SPSS and AMOS software, with model fit assessed through indices such as RMSEA, CFI, and TLI. The anticipated findings suggest that digital banking service quality, perceived ease of use, security, and trust are positively associated with customer loyalty, with security and trust exerting the most significant effects. Demographic factors such as age and income are expected to moderate these relationships, indicating varying degrees of influence across customer segments. These findings are expected to contribute to the theoretical understanding of digital banking acceptance and loyalty formation, extending the application of TAM and TPB in the context of emerging markets. The study offers practical implications for commercial banks aiming to enhance customer loyalty through strategic investments in digital banking service enhancements, security protocols, and user-friendly interfaces. It emphasizes the importance of aligning digital initiatives with customer expectations and demographic profiles. The study concludes that digital banking, when effectively aligned with customer needs and perceptions, can significantly foster customer loyalty, which is essential for sustainable competitive advantage in the digital age. Based on the results, it is recommended that banks strengthen their security measures, improve user experience, and adopt targeted marketing strategies tailored to diverse customer segments. Future research could explore longitudinal effects of digital banking adoption and extend the analysis to include other financial products and services to provide a comprehensive understanding of digital transformation in banking.
